This Complaints and Dispute Resolution Policy applies to all customers who purchase decorative MDF wall panelling, tongue and groove panels, stair panelling, bedroom panelling, and related accessories directly from Lunaire Works at lunaireworks.com. Lunaire Works is a trading name of Sterzeal Hats Limited (Company Registration Number: 13249070, VAT Number: GB433989551, EORI Number: GB084160128000), registered at 72 Papyrus Road, Peterborough, England PE4 5BH, United Kingdom.
We ship exclusively within the United Kingdom. This policy covers all stages of your experience with us — from placing an order through to delivery, product quality, returns, refunds, and any post-purchase concerns.
This policy is designed to comply fully with the Consumer Rights Act 2015, the Alternative Dispute Resolution for Consumer Disputes (Competent Authorities and Information) Regulations 2015 (the "ADR Regulations 2015"), the Consumer Contracts (Information, Cancellation and Additional Charges) Regulations 2013, and all relevant UK consumer protection law in force as of the effective date above.

What UK law guarantees you
As a consumer purchasing from Lunaire Works, you are protected by a number of UK laws. These rights exist independently of any policy we set — they cannot be reduced or waived. Below is a plain-English summary of the protections most relevant to buying wall panelling and home improvement products from us.
Consumer Rights Act 2015 — Goods
Any physical product we sell must be of satisfactory quality, fit for purpose, and as described. Our MDF wall panels and accessories must be free from defects in materials and workmanship, durable for normal domestic use, and match the descriptions and images on our website.
If they are not, you have a short-term right to reject (30 days), a right to repair or replacement, and a final right to a price reduction or full refund — in that order.
30-Day Short-Term Right to Reject
If your panels or accessories are faulty, not as described, or unfit for purpose within the first 30 days of delivery, you have an absolute right to return them for a full refund. No repair attempt or deduction is permitted during this period.
After 30 days but within 6 months, we are given one opportunity to repair or replace before you can claim a refund.
Consumer Contracts Regulations 2013 — Cancellation
Because you are purchasing online, you have a 14-day cooling-off period starting from the day you receive your order. You may cancel your order during this window for any reason, without giving a reason, and receive a full refund — including standard outbound delivery costs.
You must inform us in writing within 14 days of receipt and return the goods within 14 days of notifying us. Return carriage may be at your expense for change-of-mind returns.
Delivery Rights — Consumer Contracts 2013
If we fail to deliver your order within the agreed delivery window (or within 30 days if no window was agreed), you have the right to cancel your order and receive a full refund — including all delivery charges paid.
Where delivery was agreed by a specific date that was essential to you and communicated to us, failure to meet that date entitles you to cancel immediately without a second attempt.

Information that speeds up your complaint
To avoid unnecessary delays, please include the following when you first contact us. You are not legally required to provide all of these — we will still investigate your complaint — but providing this information helps us act faster on your behalf.
- Your full name — as used when placing the order
- Order number — found in your confirmation email
- Date of purchase and date you received the order (if applicable)
- Product name and quantity — e.g. "Tongue & Groove Panel — White, 12 boards"
- Clear description of the problem — what happened, when you noticed it, and how it affects use
- Photographs or video — especially for damage, defects, or incorrect items
- Your preferred resolution — replacement, refund, repair, or other remedy

What happens to your data
Information you provide in your complaint will be used solely to investigate and resolve the matter. We retain complaint records for a period of six years in accordance with UK legal requirements. Your data is processed under our Privacy Policy and the UK GDPR.
We will never share your complaint details with third parties except where required to resolve the dispute (for example, sharing order details with our logistics provider) or where legally required to do so.

How we handle every complaint — step by step
Every complaint we receive follows a structured, transparent process. We are not currently a member of a specific Alternative Dispute Resolution (ADR) scheme, but we are committed to attempting to resolve every complaint directly with you within 30 days of it first being received. Below is exactly what happens at each stage.
We confirm receipt of your complaint
Within one business day of receiving your complaint by email, phone, or live chat, we will send you a written acknowledgement confirming: that we have received your complaint, the name of the person handling it, a reference number for your records, and the expected timeframe for our response.
We investigate thoroughly
Our team will review your order records, any photographs or evidence you have submitted, communications history, and where relevant, examine our production and dispatch records. For quality complaints involving our MDF panels, we may ask for additional photographs or dimensions to assess the issue properly.
We send our substantive response
We aim to provide a full written response within three to five business days of receiving your complaint. Our response will explain: our findings from the investigation, what we believe happened, the remedy we are offering (replacement, refund, repair, or other), and the timescale for implementing that remedy.
We implement the agreed remedy
Once a resolution is agreed, we will action it promptly. Refunds are processed within 14 days of agreeing to a return. Replacements are dispatched within our standard lead times. If implementing a remedy takes longer, we will keep you updated at least every seven days with a clear explanation of the reason for any delay.
We issue our closing response
If your complaint has not been fully resolved within 30 calendar days of receipt, or if you remain dissatisfied with our response at any earlier stage, we will issue you with a formal closing response setting out our final position and the reasons for it. As we are not currently a member of a specific ADR scheme, this closing response will also point you to the independent advice and escalation routes described below, which you are free to use at any time.

Specific complaints and how we handle them
Our MDF wall panels are carefully packaged for transit, but we understand that damage can occur during delivery. If your order arrives with visible damage to panels or packaging, please take photographs immediately before unpacking further and notify us within 48 hours of delivery at info@lunaireworks.com with your order number and photographs.
Where panels are damaged in transit, we will offer you the choice of: free replacement panels dispatched at no additional charge, or a full or partial refund proportional to the damaged items. You are not required to return damaged panels at your own expense — we will arrange collection or advise disposal.
Under the Consumer Rights Act 2015, transit damage is considered a fault with the goods delivered, and you have the right to a remedy regardless of whether the carrier is at fault.
Every product on our website is described and photographed to reflect the actual item as accurately as possible. However, we acknowledge that screen colour calibration can affect how colours appear, and natural MDF grain variation means no two panels are identical.
If your panels are materially different from the product description — for example, incorrect profile dimensions, different species or grade than advertised, or colours significantly outside normal manufacturing tolerance — this constitutes goods not as described under the Consumer Rights Act 2015. You are entitled to a free replacement or a full refund, at your option.
Where variation is within acceptable manufacturing tolerance or limited to subtle natural grain differences, this does not constitute a material mismatch. If you are uncertain, contact us and we will advise honestly.
If you receive an incorrect product, a different size or profile than ordered, or a quantity that is short of what you paid for, please contact us immediately at info@lunaireworks.com with your order number and a photograph of what you received alongside your packing note.
We will dispatch the correct items or the shortfall quantity within our standard lead time at no additional charge and at no cost to you. We will arrange collection of any incorrect items dispatched in error. You will not be asked to pay return postage for items that were our error to dispatch.
If a defect in materials or workmanship becomes apparent after you have installed your panels — for example, delamination, warping beyond accepted tolerance, or paint adhesion failures due to a manufacturing defect — you retain your rights under the Consumer Rights Act 2015 for up to six years from the date of purchase.
Within the first six months, the defect is presumed to have been present at the time of delivery unless we can demonstrate otherwise. After six months, you may be asked to demonstrate that the defect existed at the time of delivery rather than arising from installation error, misuse, or environmental factors outside normal UK interior conditions.
We will assess quality defect claims fairly and will not decline claims based solely on the fact that the panels have been installed. Please contact us with photographs and a description of the defect.
If your order has not arrived within the delivery window confirmed at the time of purchase, please first check your tracking information which is sent to you by email when your order is dispatched. If tracking shows a problem or your order has not been delivered within three business days beyond the stated delivery window, please contact us at info@lunaireworks.com or call us on +44 33 0043 9923.
We will investigate with our logistics partner immediately. If your order is confirmed lost or significantly delayed beyond 30 days from the order date (or the agreed delivery date), you are entitled under the Consumer Contracts Regulations 2013 to cancel your order and receive a full refund — including all delivery charges — within 14 days of cancellation.
Once we receive and inspect your returned goods, refunds are processed within 14 calendar days. Refunds are made using the same payment method as your original purchase. Bank processing times of two to five business days may apply after we process the refund on our end.
If you have not received your refund after 14 days of us confirming receipt of the returned goods, please contact us immediately. If we have confirmed a refund and it has not appeared in your account within 21 days total, we will investigate and reprocess if necessary without requiring you to submit additional documentation.
If you have been charged an incorrect amount or charged more than once for the same order, please contact us by email at info@lunaireworks.com with your order number, the date of the charge, and a screenshot or bank statement entry showing the error.
Any confirmed billing error will be corrected and a full refund of any excess amount processed within five business days. We take billing accuracy seriously and will investigate any discrepancy transparently.
Still not resolved? Here is how to escalate
We hope to resolve every complaint internally and quickly. If you are dissatisfied with the resolution we offer, or if 30 days have passed without a final resolution, you have a number of escalation options available to you — all of which exist independently of our goodwill and cannot be restricted by us.
Request senior review within Lunaire Works
If you are not satisfied with the response from the team member handling your complaint, you may request that your complaint be reviewed by a senior member of management. Please email info@lunaireworks.com with the subject line "ESCALATION REQUEST — [Your Order Number]" and we will ensure a senior review is conducted and a fresh response issued within five business days.
Approach an independent ADR provider
We are not currently a member of a specific Alternative Dispute Resolution (ADR) scheme, so we cannot refer your case to one on your behalf. However, ADR bodies are independent of us and you are free to approach one directly at any time — you do not need to wait for our closing response. See the ADR section below for what this means and where to find an approved provider.
Seek free independent consumer advice
Citizens Advice offers free, confidential guidance on consumer rights. You can contact them online at citizensadvice.org.uk or by phone on 0344 411 1444. Citizens Advice can also refer serious concerns to your local Trading Standards service, which has enforcement powers under the Consumer Rights Act 2015.
Use the courts as a last resort
If all other avenues have been exhausted, you may seek resolution through the County Court Small Claims track. Claims up to £10,000 can be pursued through the simplified small claims process. You can begin a claim online at gov.uk/make-court-claim-for-money. We strongly encourage use of ADR before court action, as it is faster, cheaper, and less stressful for both parties.
Where things stand on ADR
The Alternative Dispute Resolution for Consumer Disputes (Competent Authorities and Information) Regulations 2015 require us to tell you whether an ADR scheme is available to resolve disputes between you and us without going to court, and whether we are willing to use one. Here is our position, stated plainly.
Our ADR Position
We are not currently a member of a specific ADR scheme, but we will attempt to resolve all disputes directly within 30 days. This means we do not have a named ADR provider that we are obliged, or have agreed, to use. It does not affect your right to approach an independent, certified ADR provider of your own choosing at any stage, or your right to seek free advice from Citizens Advice or Trading Standards, or to pursue the matter through the courts.
Finding an ADR provider
If you would like to use ADR, Citizens Advice can point you toward a certified provider appropriate to your dispute, and the Chartered Trading Standards Institute (CTSI) publishes a directory of approved consumer ADR bodies at tradingstandards.uk. Using ADR is always voluntary for you.

Why we focus on direct resolution
We would rather sort things out with you personally, quickly, and without you needing to involve a third party. That is why our 30-day direct resolution commitment sits ahead of any ADR referral. If you are ever unhappy with how that process is going, you do not have to wait for us — independent advice and ADR remain open to you throughout.
Choosing to contact an ADR provider or Citizens Advice does not affect your right to bring a claim in the courts afterwards.

The CMA enforces consumer protection law at a national level and accepts reports of businesses acting unfairly. They can be contacted if you believe our practices are systematically misleading or unlawful.

These are not aspirations — they are operating standards we apply to every complaint we receive. Where we fail to meet them, that failure itself becomes grounds for escalation.
Full Transparency
We will explain the full reason for every decision we make in response to your complaint. We will not use vague or dismissive language, and we will not hide behind policies or terms without explanation.
Regular Updates
If your complaint cannot be resolved quickly, we will update you at least every seven days. You will never be left wondering what is happening with your complaint.
No Retaliation
Making a complaint or escalating to an ADR provider will never affect your ability to place future orders with us, receive the same level of service, or be treated with the same courtesy as any other customer.
Statutory Rights Always Upheld
We will never attempt to reduce, substitute, or waive your statutory rights. Any remedy we offer is in addition to — never instead of — your rights under UK consumer law.
Fair Investigation
We will consider your complaint on its individual merits. We will not apply blanket decisions or refuse to investigate based on assumptions about how panels were used, stored, or installed without reviewing the evidence first.
Written Records
Every complaint is logged, assigned a reference number, and retained in our records. This ensures continuity if your complaint is escalated or if you need to refer back to previous communications.

Governing Law
This policy, and any dispute or claim arising out of or in connection with it, your order, or your use of lunaireworks.com, is governed by the laws of England and Wales. The courts of England and Wales have non-exclusive jurisdiction, meaning you may also be entitled to bring proceedings in the courts of the part of the United Kingdom in which you live.
Changes to This Policy
We may update this policy from time to time to reflect changes in the law, our processes, or our ADR arrangements — for example, if we join a specific ADR scheme in future. Any update will be posted on this page with a revised effective date at the top. Material changes will not be applied retroactively to a complaint you have already raised with us.
